We're really sorry you've had a disappointing experience with us, that's genuinely not what we want for any of our customers.
We do need to be clear on something though, we don't have any way to 'grab' money back from anyone. Every bet you place is your choice, and in the casino the outcomes are determined by independently tested systems so we have no influence over when a player wins or loses.
We know it doesn't feel like it when you're on a losing streak, but plenty of our customers do win with us. Gambling by its nature means sometimes things go your way and sometimes they don't – neither of us knows the outcome ahead of time, and there are never any guarantees.

Thanks so much for giving us the chance to respond to this, as it’s something we need to be absolutely clear on. We don't and would never tinker with slot mechanics, we can't even if we wanted to. All our casino games are provided by licensed suppliers and regulated by the UK Gambling Commission, which means if we interfered with how they work in any way, we'd lose our licence pretty sharpish. We have no control over who wins, when they win, or what happens on any individual spin – that's all down to the game mechanics themselves.
We completely understand that losing feels awful, and it's natural to look for reasons why it's happening. But the games work exactly as they're designed to, sometimes that can mean what feels like a long dry spells, sometimes it means big wins. That's just the nature of how slots operate across the entire industry, not just with us.
If you're finding gambling frustrating or feel like things might be getting out of control, there are some excellent independent organisations who can help with free confidential support. GambleAware, GamCare, Gamblers Anonymous and Gambling Therapy are just a few that we recommend.

We can't see your account details from here, but from what you've described it sounds like your account triggered one of our fraud alerts. We know the checks we have to do can feel intrusive, and we try to make them as quick and straightforward as we can. When checks happen
These checks are triggered at different points for different people. It depends on factors like bet sizes, frequency, and withdrawal amounts. The regulations aren’t based on a timeframe so for some customers it might happen within hours, for others it could be months. We hope you understand that different experiences of this are not down to different decisions being made for different people, they just reflect how your wagering plays out and when you hit certain thresholds.

Why we ask for personal information
We know asking for documents and financial information feels intrusive. We try to make it as straightforward as we can, but our licence means we need to verify identity and check affordability. Every licensed betting company has to do the same thing.
